This study systematically researches and discusses service quality evaluation for the construction of highdensity urban rail transit stations in the context of China's rapid economic and urbanization development. Based on the previous results, 21 evaluation factors in five dimensions, namely, environmental safety, business and service, spatial design, ecology, and humanistic care, are proposed in conjunction with field research and national standard documents. Field surveys are carried out with Shenzhen and Hong Kong metro stations, with a total of 553 valid questionnaires collected onsite, to study the importance of the service elements as well as the satisfaction of metro users as perceived by them. Through the IPAKANO model, this paper constructs the correlation matrix of implicit and explicit importance of service elements and determines the improvement priority of service elements in metro stations. The results show that the comprehensive scores of commercial diversity and station commercial condition elements are low, and the comprehensive scores of guidance system, station rest facilities, and entrance/exit design elements are high. Based on the results, this paper proposes a strategy for optimizing the design of metro station facilities and space based on service quality improvement in terms of different priorities and levels of importance. This paper innovatively applies the IPAKANO model to the optimization of service quality of rail transit stations, and constructs a more targeted evaluation system of service elements by combining the analysis methods of explicit and implicit importance.

针对中国经济和城镇化快速发展背景下的高密度城市轨道交通站点建设,系统性研究探讨服务质量评价的问题。在先前成果的基础上,结合实地调研和国家标准文件提出环境安全、业态和服务、空间设计、生态性、人文关怀五个维度的21项评价因子,并以深圳和香港地铁站点开展实地调查,现场共收集553份有效问卷,研究地铁使用者对服务要素的重要性以及满意度的感知情况。通过IPAKANO模型,构建服务要素隐性和显性重要性的相关性矩阵,确定地铁站点服务要素的改善优先级。结果显示商业多样性及站内商业状况要素的综合评分偏低,导视系统、站内休息设施、出入口设计要素综合评分较高。基于结果,针对不同优先次序与重要程度提出基于服务质量提升的地铁站点设施与空间优化设计策略。创新性地将 IPAKANO 模型应用于轨道交通站点服务质量的优化研究中,通过结合显性和隐性重要性的分析方法,构建更具针对性的服务要素评价体系。

针对中国经济和城镇化快速发展背景下的高密度城市轨道交通站点建设,系统性研究探讨服务质量评价的问题。在先前成果的基础上,结合实地调研和国家标准文件提出环境安全、业态和服务、空间设计、生态性、人文关怀五个维度的21项评价因子,并以深圳和香港地铁站点开展实地调查,现场共收集553份有效问卷,研究地铁使用者对服务要素的重要性以及满意度的感知情况。通过IPAKANO模型,构建服务要素隐性和显性重要性的相关性矩阵,确定地铁站点服务要素的改善优先级。结果显示商业多样性及站内商业状况要素的综合评分偏低,导视系统、站内休息设施、出入口设计要素综合评分较高。基于结果,针对不同优先次序与重要程度提出基于服务质量提升的地铁站点设施与空间优化设计策略。创新性地将 IPAKANO 模型应用于轨道交通站点服务质量的优化研究中,通过结合显性和隐性重要性的分析方法,构建更具针对性的服务要素评价体系。

This study systematically researches and discusses service quality evaluation for the construction of highdensity urban rail transit stations in the context of China's rapid economic and urbanization development. Based on the previous results, 21 evaluation factors in five dimensions, namely, environmental safety, business and service, spatial design, ecology, and humanistic care, are proposed in conjunction with field research and national standard documents. Field surveys are carried out with Shenzhen and Hong Kong metro stations, with a total of 553 valid questionnaires collected onsite, to study the importance of the service elements as well as the satisfaction of metro users as perceived by them. Through the IPAKANO model, this paper constructs the correlation matrix of implicit and explicit importance of service elements and determines the improvement priority of service elements in metro stations. The results show that the comprehensive scores of commercial diversity and station commercial condition elements are low, and the comprehensive scores of guidance system, station rest facilities, and entrance/exit design elements are high. Based on the results, this paper proposes a strategy for optimizing the design of metro station facilities and space based on service quality improvement in terms of different priorities and levels of importance. This paper innovatively applies the IPAKANO model to the optimization of service quality of rail transit stations, and constructs a more targeted evaluation system of service elements by combining the analysis methods of explicit and implicit importance.

“十三五”期间,人口大量向城市迁移,城市规模扩大, 道路车辆增多, 交通拥堵加剧, 导致城市轨道交通需求增加 [ 1 ] 。在我国绝大多数城市,目前公共交通的市场分担率极高 [ 2 ] 。地铁作为城市公共交通的骨干,具有运量大、速度快、难点率高等独特优势, 能够有效解决城市交通拥堵问题, 是一种不可替代的、 集约的交通方式 [ 3 ]
在城市发展的背景下, 轨道交通的服务功能已超越单纯的运载能力, 其综合服务水平不仅直接影响公共服务质量, 也与新型城镇化进程中的城市轨道交通发展策略密切相关。对乘客而言, 客运服务质量的高低, 体现于城市轨道交通系统在安全性、便捷性、经济性等方面能否充分满足其需求与期望 [ 4 ] 。因此,对城市轨道交通站点的设施及空间设计提供的服务质量进行调查, 有助于提升城市轨道综合服务水平, 改进轨道交通站点建设问题, 为制定科学合理的轨道交通站点设计及建设提供依据。
空间设计是保障服务质量的重要基础, 能够联系服务水平与现有设施的关系。针对城市轨道交通运营服务水平的评价, 主要将乘客对站点设施的满意程度考虑在内, 优先考虑乘客对站点服务水平的感知程度并以此建立指标体系; 在服务水平的评价方面, 主要通过数学方法构建评价模型, 如层次分析法、主成分分析、 KANO 分析等, 对轨道交通运营的服务水平进行评价分析 [ 5 ] 。其中,较为常见的 IPA 分析法由 MARTILLA 和 JAMES [ 6 ] 提出,它由 4 个象限构成重要性-满意度矩阵,每个象限的构成含义不同 [ 7 ] 。如王承琳 [ 8 ] 等运用 IPA 分析法, 对沙坪坝枢纽附近的乘客进行调研, 深入分析乘客对站点换乘设计的满意程度, 进而探究影响沙坪坝枢纽换乘效率及服务水平提升的关键因素。
MATZLER [ 9 ] 等通过整合 VAVRA [ 10 ] 对重要性网格分析的结论, 提出 IPA-KANO 模型。在一般公共交通服务质量评估方面,房德威等 [ 11 ] 运用 IPA-KANO 模型对哈尔滨市地面公交服务质量进行评估, 识别当前公交服务中存在的问题, 并提出提升公交整体服务水平的优化策略。对于地下建筑空间, 尤其是对地下轨道交通站点空间服务要素质量进行评估并为地下空间设计与建设策略提出优化的方向涉及较少。杜煜等 [ 12 ] 较早将 IPA-KANO 方法引入建筑设计研究领域, 以寒地地铁出入口为研究对象, 总结出寒地区域地铁站点出入口设计与乘客的感受之间的关系;JIA 等 [ 13 ] 在重庆主城区对地下前庭的 IPA-KANO 模型进行了评估, 识别出对地下建筑中庭有不同影响的设计要素并确定地下建筑中庭的优化路径。
既有研究虽对地下空间的局部要素进行了初步探讨,但在轨道交通站点的系统性服务要素评估中,如何通过 IPA-KANO 模型整合多维需求、精准定位优化路径, 仍缺乏一定的方法创新。本研究基于环境安全、 业态和服务等五维评价体系,结合双城地铁站点实证分析, 通过 IPA-KANO 模型揭示显、隐性需求关联, 提出服务要素分级优化策略, 为城市轨道交通站点的设计提升提供参考。
IPA-KANO 模型将 KANO 模型中的不同要素类型与 IPA 不同象限结合, 先对被测要素的隐性重要性与显性重要性进行分析, 最终以被测要素的隐性重要性为纵轴, 显性重要性为横轴来构建重要性矩阵, 消除了 IPA 模型仅考虑一维质量的弱点 [ 14 ] ,能够更直观、 全面、准确地了解使用者对测评要素的看法与解决策略。如图1所示, 位于象限一的要素为重要性要素, 显、 隐性重要性程度均偏高;象限三为非重要性要素类型, 其显、隐性程度均偏低; 象限二的魅力型要素隐性重要性高而显性重要性低; 象限四的基本要素类型显性程度高, 隐性程度偏低。
在地铁等城市轨道交通与土地利用一体化发展的过程中, 以公共交通为导向的开发模式(transit-oriented development, TOD)成为关键支撑 [ 15 ] 。深圳作为中国南部的一座现代化大都市, 其先进的城市轨道交通系统不仅是推动城市快速发展的基石, 更是促进区域一体化融合的关键基础设施。根据深圳地铁数据库信息显示,2023 年度,深圳地铁年日均客流达 739.96 万人次,相较于 2022 年增长 68.79%,对当地居民出行有一定程度影响。
香港位于中国南部, 珠江口以东, 是一个高度发达的国际金融、贸易和商业服务中心。港铁官网显示, 香港 2023 年地铁日均客流达 434.69 万人次, 其轨道交通系统每天运营时间约为 ${19}\mathrm{\;h}$ ,轨道交通客流量约占公共交通客流总量的 31.3%。
总体来说, 香港、深圳城市密度高, 轨道交通线路运营流量较大、里程较长, 有相当数量且发展成熟的地铁站, 因此适合作为轨道交通站点服务质量调研的案例区域。
本文选取深圳、香港两地共 14 个站点作为研究对象, 如图2所示, 其中包含综合交通枢纽站, 是整合多种交通方式的核心站点(深圳罗湖、深圳车公庙、深圳福田、深圳北、香港九龙、香港西九龙、香港铜锣湾);地铁枢纽站,为多条地铁线路交汇的换乘中心(深圳会展中心、深圳岗厦北、香港中环);一般 TOD 地铁站,以地铁站为核心,融合周边商业、居住等功能(深圳红树湾南、深圳岗厦、深圳购物公园、香港柯士甸)。 这 3 类站点能够覆盖大多数类型, 具有典型性。
在现有有关轨道交通服务质量评价的问卷设计中, 问卷指标体系的提出和选择是关键环节,但目前针对轨道交通服务水平的研究较少。现有关于常规公共交通服务水平的评价研究中, 主要涉及两方面: 一是评价指标体系的建立; 二是评价方法的确定。评价体系的建立大多以指标进行划分, 钱雅倩 [ 16 ] 基于顾客满意度理论, 从安全、功能、高效等 5 方面构建了城市轨道交通车站服务质量评价体系。杨鑫宇 [ 17 ] 从站内设施结构和客流变化进行综合考虑, 结合影响因素构建出初步的评价指标体系, 该体系主要以站内设施服务程度、站内客流量、 站内行走以及站内客流组织 4 方面进行服务质量的评价。在评价方法的确定中, Bakar 等 [ 18 ] 为评估使用者对公交服务质量的感知评价, 编制李克特量表并在研究区域进行问卷发放, 总结公交服务质量与存在问题。
在这些成果的基础上, 本研究中有关轨道交通站点服务质量评价指标体系的构建主要参照了《城市公共交通乘客满意度评价方法一第 3 部分: 城市轨道交通》(GB/T 36953.3-2018)进行,主要考虑了安全性、 可靠性、便捷性、舒适性等维度, 对指标进行归类, 分别确定了目标层, 即轨道交通站点服务质量; 而准则层分为环境安全、业态和服务、空间设计、生态性、 人文关怀 5 个维度。此外, 具体指标层则根据研究团队在前期实地调研的汇总资料提出, 如地下站点环境舒适度、休息设施布置情况、绿化环境营造程度等, 再细分为 21 个评价因子, 如图3所示。
现场调查的纸质问卷共分两个部分: 第一部分收集了受访者的社会人口特征;第二部分考察了乘客对当前使用地铁站的环境安全、业态和服务、空间设计、 生态性、人文关怀 5 个维度的重要性感知和满意度评价。根据这些维度划分 21 个评价因子, 以每个因子的满意度、重要性评价设计了 42 道量表题, 问卷将重要性感知题目回答选项设置为 “很不重要”“不重要”“重要”“很重要”“非常重要”,满意度评价题目的回答选项设置为 “很不满意” “不满意” “满意” “很满意” “非常满意”。
考虑高峰期间,受访者忙于通勤会减少填写意愿, 以及可能受主观情绪的潜在影响, 现场问卷的发放时间在 2023 年 12 月 12 日至 15 日的工作日平峰期间, 调研人员在深圳、香港的地铁站中通过现场随机拦截路人的方式发放了调查问卷。最后,调查累计发放 555 份问卷,剔除无效的回答后得到有效问卷 553 份,回收率为 99.6%。
通过运用统计分析软件 SPSS 27 中的 KMO 取样适切性量数, 对所选取的 21 项指标要素进行效度分析, 若验证后不同维度的满意度与重要性 KMO 值均大于 0.7, 则认为问卷的指标体系整体设计合理。采用克隆巴赫系数 $\alpha$ 对满意度和重要性量表进行内部一致性分析,若 $\alpha > {0.75}$ ,则所构建的 IPA-KANO 模型具有较高的可靠性, 构建合理。
模型构建前需引入显性重要性与隐性重要性数据: 轨道交通站点服务质量的显性重要性指乘客对要素的直接评价, 通过问卷数据中乘客对 21 个评价因子的重要性评价平均值 $M$ 得出; 基于先前的研究,隐性重要性则通过以乘客对轨道交通站点评价因子的总体满意度评价作为因变量, 乘客对站点中不同的评价因子的满意度评价作为自变量, 由相关性结果得出二者之间的联系 [ 13 , 19 ] 。最终,以被测要素的隐性重要性为纵轴, 显性重要性为横轴构建重要性矩阵, 可以得出地铁使用者对服务要素的重要性以及满意度的感知结果。
在受访者中,性别差异较小,女性受访者人数(302) 较男性略多;在年龄分布方面, ${18} \sim {25}$ 岁人群所占比例最大, 占比为 33.69%, 占比最小的年龄层为 18 岁以下与 51 岁以上的人群, 所占比例仅分别为 1.98% 与 3.42%;在职业方面,企业职员占比最大(33.33%),随后是高校人员(21.62%)和自由职业者(16.4%)。
表1对问卷中 5 个维度的满意度进行信度、效度检验, 结果显示所有维度的满意度克隆巴赫系数 $\alpha$ 均大于 0.8, KMO 的取值为 0.96。表2显示 5 个维度的重要性克隆巴赫系数 $\alpha$ 均大于 0.7, KMO 的取值为 0.94 。因此,两表的克隆巴赫系数、KMO 取值均符合标准, 说明本问卷 5 个维度指标的划分是合理的。
对整体轨道交通站点的调研数据进行分析, 乘客对于便捷出入口 $\left( {M = {4.08}}\right)$ 、获取出行方式 $\left( {M = {4.07}}\right)$ 与导视系统 $\left( {M = {4.06}}\right)$ 的重视程度较高;对于生态性 $\left( {M = {3.52}}\right)$ 、文化特征 $\left( {M = {3.58}}\right)$ 与自然采光 $\left( {M = {3.65}}\right)$ 的重要性较低,对站内商业多样性 $\left( {M = {3.68}}\right)$ 、站内商业状况 $\left( {M = {3.70}}\right)$ 的重视程度偏低。
根据分类站点的数据分析结果, 站点服务设施的显性重要性程度与其所属的轨道交通站点类型相关, 如图4所示。详细来说, 相较于一般 TOD 站点而言, 在综合交通枢纽站点与地铁枢纽站点的调研中, 乘客对获取出行信息以及交通接驳方式更为重视; 而乘客对于一般站点中服务设施的重视程度则以休息设施与无障碍设施为主,这也与轨道交通站点的属性有密切关系, 交通枢纽类站点多以通勤为主, 客流量大, 不易停留, 而一般 TOD 站点出行目的更为多样, 对周边设施使用可能性更高。而对于所有的 3 种站点类型, 乘客对便捷出入口以及获取出行信息方面重视程度均较高。
表3为隐性重要性结果。通过表3得知, 轨道交通站点的服务要素显著性结果 $P < {0.001}$ ,表明结果均具有统计意义。在隐性重要性的分析中, 轨道交通站点服务要素对乘客影响程度较大, 隐性重要性偏高的为绿化环境营造( $r = {0.775}$ )、环境舒适度( $r = {0.775}$ )与生态性 (r=0.763) 3 类,对服务要素的总体满意度有重要影响; 影响程度最小为站内商业状况 $\left( {r = {0.569}}\right)$ ,对总体满意度的影响不高。
汇总分析三类不同站点的重要性矩阵分析结果如图5所示。在综合交通枢纽站点样本中, 文化特征要素位于第三象限(低显性低隐性),与一般 TOD 站点和地铁枢纽站点位于第二象限(低显性高隐性)结果相异;对于社会服务设施要素,综合交通枢纽站点样本位于第四象限(高显性低隐性),其他类站点位于第一象限(高显性高隐性)。
在地铁枢纽站点中, 自然采光、站内业态与服务上, 这两个要素位于第三象限, 与之不同的是综合交通枢纽站点与一般 TOD 站点均位于第二象限; 对于站点环境安全要素, 地铁枢纽站点在第一象限, 其他两类站点均位于第四象限。
在一般 TOD 站点中, 照明设施要素与无障碍设施要素分别位于第一象限与第四象限, 与综合交通枢纽站点和地铁枢纽站点有所差异: 两类站点的照明设施均位于第四象限, 而无障碍设施则位于第一象限; 对于站内步行安全保障, 一般 TOD 站点位于第一象限, 另两类站点均位于第四象限。
因此, 可以发现不同类型站点, 由于规模、主要功能类型等因素的差异, 在乘客感受方面存在差异, 需要在设计和管理上回应不同需求。
所有站点问卷的 IPA-KANO 重要性矩阵分析结果如图6所示。
1)位于第一象限(高显性高隐性项目)的被测要素: 站内休息设施、导视系统、环境舒适度、站点空间设计、出入口设计和社会服务设施。受访者认为此类要素非常重要, 随着被测要素满意度的提高, 使用者对整体轨道交通服务质量的感知也增加, 应当继续保持且完善。
2)位于第二象限(低显性高隐性项目)的被测要素: 绿化营造、生态性、自然采光、人文关怀、站内业态和服务与文化特征。这个结果反映了乘客的功能感受是基于目的性需求的。推测一般乘客在站点中较多关注的是出行效率, 目前低显性高隐性要素多涉及乘客的主观感受, 虽受访者主观评估较低, 但此类要素的改善或者恶化, 对使用者对站点整体服务质量的感知有较大影响。
3)位于第三象限(低显性低隐性项目)的被测要素: 安保设施、站内商业多样性与商业状况。此类要素在显性重要性和隐性重要性两个维度上的评估均显示较低水平,即使这些要素发生变化,也不太可能对受访者对于轨道交通站点的总体满意度评价产生较大的影响。
4)位于第四象限(高显性低隐性项目)的被测要素: 照明设施、无障碍设施、交通接驳方式、站内步行安全保障、获取出行信息方式和环境安全。此类要素的显性重要性程度高, 对使用者而言在站点的服务质量中较为重要, 但与总体满意度之间的关系较小。因此提升此类要素, 能更好改善使用者对轨道交通站点的服务质量感知, 但对于总体满意度的改变帮助不大。
本文将 IPA-KANO 模型运用到轨道交通站点服务质量的优化对策中, 通过分析调研问卷中被调查者对服务要素的重要程度, 结合隐性重要性构建了重要性矩阵表, 避免乘客对站点部分服务要素评价的主观性的同时, 能够综合分析轨道交通站点服务质量的优化次序与改善程度。
本文创新性地将 IPA-KANO 模型应用于轨道交通站点服务质量的优化研究中, 通过结合显性和隐性重要性的分析方法, 构建了更具针对性的服务要素评价体系。在分析过程中, 通过重构重要性矩阵, 有效避免乘客对部分服务要素的主观性偏差, 从而更加客观地评价了各项服务要素对整体服务质量的影响; 通过实地调研和数据收集, 研究涵盖了深圳和香港两地地铁站点的 553 份有效问卷,量化了服务要素的优先改善顺序与重要程度, 得出了显性与隐性服务要素的关系矩阵。
研究发现, 环境舒适度、导视系统、出入口设计、 站点空间设计等 6 项高隐性高显性的服务要素对乘客的满意度有显著影响, 而交通接驳方式、步行安全保障、无障碍设施等 6 项高显性低隐性的基础服务要素则是站点功能建设的核心部分。然而, 商业多样性及站内商业状况的综合评分相对较低, 说明在地铁站点的商业服务要素方面仍有较大的改进空间。通过比对分析不同区域、类型轨道交通站点的服务表现, 本文进一步验证了 IPA-KANO 模型在轨道交通服务质量评价中的适用性和有效性, 为后续的服务设施优化提供了量化依据。
未来的轨道交通站点设计与服务优化应着重提升多方面的服务质量:
1)商业服务的多样性与吸引力至关重要, 优化商铺布局和乘客流线设计可以有效避免人流与购物流线的冲突, 提升整体商业体验。通过引入更多元化的商业业态, 如餐饮、零售和文化娱乐等, 不仅能满足上班族、游客和家庭等不同群体的需求, 还能增强站点的商业活力。
2)交通接驳方式的优化也是提升服务质量的关键, 通过合理安排地铁出入口与公交、出租车、共享单车等交通方式的衔接, 缩短换乘时间, 构建高效的立体交通网络, 进一步提升出行的便捷度和效率。
3)无障碍设施的设计能够提高使用者的便利性与实用性, 在此基础上结合信息化手段, 通过手机 APP 提供无障碍通道的实时信息, 帮助特殊需求群体更顺畅地出行。
4)站点的空间设计还应体现人文关怀与绿色节能, 以人为本的理念应贯穿于空间布局中, 通过增加公共设施、休息区和座椅, 引入艺术装饰和绿色植物, 充分结合自然采光, 确保站内环境的舒适性, 推动站点的可持续发展。
综上将 IPA-KANO 模型运用到城市轨道交通站点服务设施质量的评估当中, 能够更好地为地下轨道空间建设与设计提供优化依据, 并为不同类型站点以及整体轨道交通空间的规划提供改进优先级的理论参考和建议。但由于调研样本中, 乘客以通勤为主, 人流量较大,研究结果中显示商业多样性及站内商业状况要素的综合评分偏低。针对衔接商业综合体的轨道交通站点类型, 需要在后续研究中加大样本数据与类型进行针对性的调研与分析。
